An owner's reply to a review is read by more than the customer it's addressed to: hundreds of future customers will read it while deciding whether to choose you. According to our measurements, a detailed, professional reply to a negative review keeps 30-40% of potential customers who would otherwise have gone to a competitor. On the flip side, a generic brush-off or no reply at all scares away 1.5-2 times more people than the negative review itself.
Yet most business owners either ignore reviews or reply with a generic "thanks for your feedback, we'll take it into account". That's a missed opportunity: a well-written reply is the cheapest and at the same time the most effective reputation tool. This article gives you 25 ready-made templates for different types of reviews and the principles for adapting them to your niche.
Key principles for replying to reviews
Principle 1. A person, not an organization
Your reply should sound like a message from a real person, not from a faceless "management". Sign with your name ("Tatiana, owner"), address the reviewer by name (if it's in their profile), and allow yourself genuine emotional reactions instead of stock phrases. A generic brush-off from "Salon Management" works 3 times worse than a personal reply from "Tatiana".
Principle 2. Specifics
Generic replies are easy to spot and undermine all your effort. "Thank you for your feedback, we will try to take your comments into account" is empty and irritating. "Ivan, I see you came in on March 14 for a haircut with Anna and waited 25 minutes. I'm sorry about that" is a reply that makes the customer feel they were actually heard.
Principle 3. Action, not promises
Concrete actions in response to a problem are worth more than any promise. "We will definitely work on improving our service" is empty. "Starting Monday, we've launched SMS alerts when a stylist is running late and retrained our front desk staff" is a concrete action that reads as a real response.
Principle 4. Move conflicts to a private channel
All difficult conversations should move from the public space to a private channel. In your public reply, acknowledge the problem and offer a contact to resolve it: "I'd like to sort this out personally, message me on WhatsApp +7..., we'll fix it in 5 minutes". This moves the conflict to where it can actually be resolved.
Principle 5. Speed
Replying within 24-48 hours after a review is posted is the quality standard. Replies a week later come across as a box-ticking brush-off. The Yandex and 2GIS algorithms also take response speed into account, and it affects how your listing ranks in local search.
Templates for replying to positive reviews
Here's the paradox: replying to positive reviews is just as important as replying to negative ones. Without a reply, praise looks "unnoticed", and that's unpleasant for the author (they took the time to write something kind and got silence in return). Reply to everyone who took the time to leave a good review: it builds loyalty and encourages repeat visits.
Template 1. A short positive review
Context: the customer wrote "Loved everything, thank you!"
Reply: "[Name], thank you for the kind words! We're really glad everything went well. We look forward to seeing you again. Tatiana, owner."
Template 2. A detailed positive review
Context: the customer describes a positive experience in detail and mentions a specific employee.
Reply: "[Name], thank you so much for such a detailed review! We'll be sure to pass it on to Anna, it means a lot to her. It's especially nice to hear about [specific detail from the review]. Thank you for taking the time to write, we really appreciate it. Tatiana, owner."
Template 3. A regular customer leaves a positive review
Context: the customer mentions they've been coming for a while.
Reply: "[Name], we're truly honored that you've been choosing us for [N years / N visits]. The trust of our regular guests is the most valuable thing we have. Thank you for staying with us. Tatiana, owner."
Template 4. A positive review with a small complaint
Context: the customer is happy overall but mentions a minor issue ("the only thing: it was a bit stuffy in the room").
Reply: "[Name], thank you so much for your review! We're very glad you enjoyed it. About the stuffiness: you're right, it does get crowded on [day of the week/time]. We're installing an extra air conditioner next week. Thank you for pointing it out, it helps us get better. Tatiana, owner."
Template 5. A positive review from a first-time customer
Context: the customer says it was their first visit.
Reply: "[Name], we're so glad you chose us and that your first visit went well! The first impression is always what we care about most. We'll do our best to make sure your next visits don't disappoint either. Tatiana, owner."
Templates for replying to neutral reviews
Neutral reviews (3-4 stars, with no obvious delight or criticism) are the hardest. You can't thank the author cheerfully (the customer isn't fully satisfied), but there's nothing to defend either. The goal is to show that you've heard the feedback and to offer an improvement.
Template 6. "Everything was fine, but nothing special"
Context: the customer says the service was delivered, but something fell short.
Reply: "[Name], thank you for the honest review! We understand that [specific point] fell short for you. We'd like to understand it better so we can improve. If you have a moment, message me on WhatsApp +7... and share the details, it would be really valuable to me. Tatiana, owner."
Template 7. "A bit pricey"
Context: the customer received the service but feels the price is too high.
Reply: "[Name], thank you for your feedback. Our prices are indeed above average: we use [specific reason: materials, equipment, staff experience]. We understand this may not suit every budget. If you decide to come back, we have a loyalty program for regular customers with a [N]% discount. Tatiana, owner."
Template 8. A complaint about waiting
Context: the customer says the service was fine, but they had to wait longer than expected.
Reply: "[Name], sorry about the wait, that's always frustrating. We try to keep scheduling hiccups to a minimum, but sometimes they happen. Since [specific date] we've been sending SMS alerts about delays so customers can adjust their plans. If possible, send me a private message: I'd like to find out exactly what happened during your visit. Tatiana, owner."
Templates for replying to negative reviews
This is the most important category. The "name → specifics → action → private channel" structure is the foundation of every reply to a negative review.
Template 9. A complaint about a rude employee
Context: the customer says the receptionist/specialist was rude.
Reply: "[Name], it's very upsetting to read about this experience. Rudeness from our staff is unacceptable in any situation. We're already looking into it with [employee's name, if mentioned] and have had a talk. I'd like to apologize personally and discuss how to make it right: message me on WhatsApp +7..., and we'll sort it out. Tatiana, owner."
Template 10. A complaint about service quality
Context: the customer says the result didn't meet expectations.
Reply: "[Name], we're sorry the result didn't live up to your expectations. We want to understand what exactly went wrong: sometimes it's a matter of technique, sometimes of poor communication before the work started. We'd like to offer a free redo or a refund, whichever you prefer. Message me on WhatsApp +7... and we'll discuss it. Tatiana, owner."
Template 11. A complaint about technical problems (for online services)
Context: the customer says the app/website works poorly.
Reply: "[Name], sorry for the inconvenience! Our team is already working on the issue [be specific, if you can]. As compensation, we've extended your subscription by [N days/a month], you can check it in your account. If the problem happens again, write to support@... and we'll help you directly. Ivan, CTO."
Template 12. A complaint about delivery (e-commerce)
Context: the customer says the order arrived late / damaged.
Reply: "[Name], we're sorry this happened! The courier service is at fault, but that's no excuse for us, since you paid for the full service. We're refunding the delivery cost and offering you 15% off your next order: the money has been sent to your card, and the promo code will come by SMS. Anna, customer care team."
Template 13. A complaint about a wrong order
Context: the customer says they received something other than what they ordered.
Reply: "[Name], this is entirely our fault, and we're very embarrassed. We've already found the source of the mistake. We're arranging a replacement now: the courier will bring the right item [when], and you can hand the wrong one back to them. Thank you for being so understanding, we promise it won't happen again. Tatiana, owner."
Template 14. A complaint about being misled
Context: the customer says they weren't told important information in advance.
Reply: "[Name], if you didn't get full information about [specific point] before the work started, that's our mistake. The receptionist should have warned you when you booked. I'd like to find out exactly what happened and offer compensation. Message me on WhatsApp +7..., and we'll sort it out. Tatiana, owner."
Template 15. An emotional negative review with no details
Context: the customer writes "terrible, never coming back" with no explanation.
Reply: "[Name], we're really sorry to hear about this experience. We'd like to understand what exactly caused this reaction: we take quality seriously and look into every case in detail. Could you message me on WhatsApp +7... or reply here? We're ready to listen and try to make it right. Tatiana, owner."
Templates for difficult situations
Template 16. An obviously fake review
Context: the review contains clearly false claims from someone who has obviously never been to your business.
Reply: "Hello! We've carefully checked our records, and we have no customer matching these details or this description of a visit. Could you be confusing us with another business? If you have supporting documents (a receipt, a contract), please send them to [email] and we'll look into it. Until we receive confirmation, we have to consider this review mistaken. Tatiana, owner."
Template 17. An attack by a competitor
Context: there are signs the review was ordered by a competitor.
Reply (professional, no accusations): "Hello! We can't find anything in our records that matches the situation you describe. If you are our customer, please contact us at [phone] and we'll look into your case in detail. If this is a mistake or a misunderstanding on your part, we'd be grateful if you updated your review. Tatiana, owner." At the same time, file a complaint with the platform's support team.
Template 18. Emotional blackmail ("I'll delete the review if...")
Context: the customer writes a negative review and, in the same review, demands compensation for deleting it.
Reply (short and formal): "Hello! We're ready to look into your situation on its merits. Please describe the specific circumstances, and we'll offer a fair solution. However, we don't negotiate over reviews: they belong to you, and the decision to keep or change them is yours. I look forward to hearing the details. Tatiana, owner." Don't give in to blackmail: it sets a precedent.
Template 19. A review threatening to go to the media / social networks
Context: the customer threatens to "tell everyone" or "write to the newspapers".
Reply (calm and professional): "[Name], we take every complaint seriously and are ready to look into the situation in detail. Please contact me directly: [phone/WhatsApp]. We're ready to hear your concerns, carry out an internal review and offer a solution. Tatiana, owner." No threats, no emotional comebacks.
Template 20. A complaint about an expensive / premium service
Context: the customer writes about a premium service that "wasn't worth the money".
Reply: "[Name], if you were left feeling that the service didn't live up to its level, that's a serious signal for us. In the premium segment every customer should get service to match. I'd like to find out personally what fell short and offer compensation or a free repeat of the service. Message me on WhatsApp +7..., and we'll get in touch. Tatiana, owner."
Templates for specific niches
Template 21. A complaint at a dental clinic (respecting medical confidentiality)
Context: a patient complains about the quality of treatment.
Reply: "Hello! We're sorry you were left with this impression. Without verifying your identity, we can't discuss specific circumstances publicly, but if you are our patient, please contact our front desk at [phone] and we'll look into the situation in detail. The chief physician personally oversees all complaints of this kind. Chief Physician, [Name]."
Template 22. A restaurant complaint about the quality of a dish
Context: the customer says a dish was tasteless/poor quality.
Reply: "[Name], sorry about this experience! Our kitchen is everything to us, and every dish should meet our standard. The head chef is already looking into it with the cook on that shift. We'd really like to make up for your visit: please be our guests for dinner for two on the house. Message me on WhatsApp +7... and we'll find a convenient time. Ivan, manager."
Template 23. A car repair shop complaint about "ripping people off"
Context: the customer says they were "pushed into unnecessary work".
Reply: "[Name], this is a serious accusation, and we take it seriously. We always take photos and agree on the work with the customer before doing it. I'm ready to personally go through your work order with you: what was proposed, what was agreed and what was done. Message me on WhatsApp +7..., I'll be happy to clear things up. Mikhail, director."
Template 24. A marketplace review about a defective item
Context: the buyer says the item arrived defective.
Reply: "[Name], sorry about the defect, that's always disappointing, especially when you've waited a long time for the package. We've already passed your review to our quality team to take up with the supplier. If you haven't requested a return yet, do it through the app and we'll approve it, no questions asked. As an apology, we've sent a promo code for [discount] on your next order to your linked email."
Template 25. A gym complaint about a membership
Context: the customer says the membership "didn't meet expectations" and the workouts are boring.
Reply: "[Name], thank you for the honest review. Maybe the problem is that you ended up in the wrong workout format: we have several different programs, and not all of them suit everyone equally. I'd like to offer you a personal consultation with a trainer to find a program that fits your goals. It's free and takes 30 minutes. Message me on WhatsApp +7... and we'll find a time. Anna, club manager."
What you should never do in replies
- Argue with the customer, even if they're wrong. It always looks worse than the negative review itself
- Use sarcasm, irony or personal attacks. Any "joke" in a reply to a negative review comes across as aggression
- Disclose details of your interaction with the customer without their consent (especially in medicine, legal services, psychology)
- Threaten legal action or other consequences over a review. Threats turn a negative review into an even worse one
- Use generic "thanks for your feedback" replies with no specifics. That's worse than not replying at all
- Reply while you're upset. If a negative review got to you, put off replying for a few hours
- Ask the customer to delete or change their review in exchange for compensation. This breaks the rules of most platforms
- Argue in the comments. If the conversation continues, move it to a private channel
The bottom line
Good replies to reviews are the cheapest and at the same time one of the most effective reputation tools. Writing a good reply takes 5-10 minutes, but the effect lasts: hundreds of future customers read it, and it helps them decide whether to go to your business or to a competitor.
The templates above aren't set in stone, they're a starting point. Adapt them to your style, niche and tone of voice. Most importantly, stick to the principles: a personal touch, specifics, action, a private channel, speed. This foundation works in any situation, on any platform, in any niche.
